An order marked cancelled can still show an amount at the bank: a pending authorisation, a settled payment awaiting refund or a separate fee. Establish the status of the matching transaction at the merchant, platform and bank before chasing repayment. Repeated cancellation requests do not resolve the payment record, and releasing an authorisation is different from returning a settled payment.
What to have ready
Match the order to the payment transaction
Save the cancellation notice and purchase-time terms and list merchant, payee, date, currency and amount. A platform may collect payment on another party's behalf and a statement descriptor may differ from the shop name. Ask for the payment reference and refunding party. For multi-item or split shipments, establish whether the cancellation covers the whole order or one item before calculating the amount.
If the bank shows a pending entry, ask whether it is an authorisation and about release handling for that issuer and transaction. For settled payment, request the merchant's refund date, amount, method and usable reference. A screenshot establishes the displayed status at that moment; a merchant submission does not confirm that the issuer has credited your account.
Separate payment components and promotions
A card plus gift card, wallet plus coupon or points payment may need several return entries. Ask about destination, expiry and restored promotion eligibility for each. Store credit and cash have different practical value, so an equal displayed total is not proof that the payment has been fully returned. Keep original promotion conditions, especially when partial cancellation changes delivery or bundle discounts.
If a voucher is offered, first establish the agreed remedy and decide whether to accept the alternative voluntarily. For foreign-currency payments, the Hong Kong-dollar original and refund can differ because of conversion or fees. Ask the payment provider for the actual calculation rather than treating an online spot-rate comparison as proof of an improper deduction.
Trace overdue repayment with the payment details
- Ask the platform and payment provider to trace the order and refund reference and identify the current responsible party. Maintain one amount-and-date record so separate support staff investigate the same payment.
- Ask about dispute deadlines before the merchant becomes unreachable. Card and platform processes have different eligibility, evidence and time limits; confirm them directly. A cancellation status or submitted complaint alone does not guarantee recovery.
Example: one cancelled item and a HK$100 voucher
Tsz Ching orders two items using a card and a HK$100 gift card. When one item is cancelled, she requests its allocated payment, delivery charge and gift-card restoration rather than claiming the full card charge. For a pending bank entry she supplies the payment reference to check authorisation; once settlement occurs she reconciles the matching refund record.
For unresolved handling, submit the cancellation reason, payment breakdown and correspondence to Consumer Council. Verify purported refund support through official channels; repayment does not require handing over passwords, verification codes or another transfer.
